Roles and Responsibilities
- Support the process by managing transactions according to required quality standards.
- Handle incoming help requests from clients through telephone and email in a courteous manner.
- Record relevant end-user information, including name, department, contact details and the nature of the issue.
- Update availability in the RAVE system to support process productivity.
- Record, track and document queries, problem-solving steps and successful or unsuccessful resolutions.
- Follow standard processes and procedures to resolve client queries.
- Resolve client queries according to the defined contractual SLAs.
- Use internal knowledge bases, resources and FAQs to support effective problem resolution.
- Learn relevant product details to improve client interaction and troubleshooting.
- Analyse call logs to identify recurring trends and help prevent future issues.
- Maintain and update self-help documents for customers.
- Identify red flags and escalate serious client issues to the Team Leader when required.
- Provide relevant product information and disclosures before and after call or email interactions.
- Comply with service agreements.
- Diagnose and troubleshoot client queries while providing effective customer service.
- Guide clients through step-by-step solutions and assist them with product navigation.
- Maintain logs and records of customer queries according to standard procedures.
- Accurately process and record incoming calls and emails using designated tracking software.
- Offer alternative solutions where appropriate with the objective of retaining customers and client business.
- Communicate ideas and information effectively according to the audience and situation.
- Follow up with customers and make scheduled callbacks to collect feedback and ensure compliance with contractual SLAs.
- Participate in product training to remain updated on product features, changes and updates.
- Enrol in product-specific and other training as required.
- Work with Team Leaders to identify training themes and learning requirements.
- Participate in self-learning opportunities to update job knowledge.

- Bachelor’s degree.
